The decision to improve

A shared support queue can make recent messages look more urgent than older unresolved issues. Group requests by age since the last meaningful action and identify those without an owner. AI can summarize context; the support lead still decides urgency.

A practical starting record

Use ticket ID, owner, last staff action, waiting reason and customer commitment date. A ticket waiting for a customer answer needs a different label from one nobody has opened. Do not reset its age merely because an automated acknowledgement was sent.

Review and tool fit

The lead checks the oldest groups and exceptions before assigning work. Use explicit waiting states in a small table. Confirm your helpdesk export distinguishes automatic and staff activity. Test reopened tickets and merged conversations so the history is not lost.

Excel supports dropdown lists; the workflow described is a proposal. Microsoft: create a dropdown list

Measure the real value

Measure time to a useful next action and the effort spent reviewing stale tickets. Count reclassification work. Compare setup and recurring integration costs with the size of your queue; a scheduled review may be enough for a very small inbox.
