Route support requests with enough context for the next person

Prepare a clear issue summary while leaving unusual cases and priority decisions with staff.

Define routing rules before adding AI

A support assistant can extract the topic and prepare a handover, but the team should define who owns each category. Start with a small set of predictable requests. Do not allow emotional wording alone to determine urgency or entitlement to a remedy.

Prepare a minimal issue record

Capture the customer reference, issue, affected service, actions already tried and requested next step. Link the original message. Avoid copying unrelated personal details from a long email thread into a wider team queue.

Keep uncertain requests visible

If the category is unclear, place the request in a review queue with a named owner. A request mentioning both billing and service may need coordination rather than two independent replies. The summary should preserve important context without inventing a diagnosis.

Test real handovers

Check whether the support tool supports reassignment, internal notes and stable ticket references. Test duplicate messages and a reopened issue. Confirm staff can correct the category and see the original message. Use draft routing until the team trusts the matching.

Measure resolution, not just speed

Track time preparing handovers, rerouted requests and customers asked to repeat information. Faster assignment is not enough if it sends work to the wrong person. Include ongoing category review and exception handling in the cost of the workflow.
